5 Signs Your Community Is Losing Valuable Inquiries
5:04

When a family reaches out for senior care, it’s usually during a stressful and uncertain time. For your organization, that first call or online form might be the result of weeks or even months of marketing efforts.

But what happens after that inquiry comes in?

Senior living communities put in a lot of effort to get that phone to ring. Advertising, search, referral partnerships, and a good website all help attract families.Still, many inquiries quietly disappear after they arrive. They aren't lost to a better community. They're lost to a voicemail box, a slow reply, a follow-up that never happened, or a note that never made it into the CRM.

This is often called lead leakage, and most communities have more of it than they think. Here are five signs to look out for.

1. Calls go to voicemail, especially after hours

Families don’t usually look into senior living only during business hours. They might call during lunch, after dinner, or on weekends. Often, they reach out right after something happens, like a fall, a hospital stay, or a tough talk with a parent.

If those calls go to voicemail, many people just hang up. It’s hard to leave a message about a parent’s declining health, and families want to speak to a real person in that moment. If they can’t, they’ll move on to the next community.

Check when your calls are coming in and who is answering them. If evenings, weekends, or holidays aren’t covered, you might be missing out on some of your best inquiries.

2. Response times are measured in hours or days

Research shows that response time matters. In a Harvard Business Review study, researchers sent test inquiries to over 2,000 U.S. companies. Just over a third replied within an hour, almost a quarter never replied, and the rest took an average of 42 hours. Companies that responded within an hour were nearly seven times more likely to qualify the lead than those that waited longer.

In senior living, this is personal. Families usually reach out to several communities at once, and the first one to respond with warmth and real answers sets the tone for their search. If you wait until the next morning to reply, you might already be a step behind.

3. Follow-up depends on who is working that day

Most families don’t make a decision after just one call. They need time to talk with siblings, look over finances, and most importantly, discuss things with their loved one. A family that isn’t ready today might be ready in a few weeks.

But on-site sales teams are often stretched thin. With tours, move-ins, family meetings, and events, follow-up calls can easily get missed. Sometimes a lead gets two calls, no answer, and then goes cold.

If your follow-up changes depending on who took the call, or if older leads rarely hear from you again, that’s a sign of lead leakage. Consistent, thoughtful outreach by phone, email, and text keeps your community top of mind without being pushy.

4. Your CRM records have gaps

A CRM is only as helpful as the information it contains. If inquiry records are missing key details, your sales team has to start from scratch. Important details include who the family is looking for, what care is needed, who is involved in the decision, and what the timeline is.

Families notice these things. It’s frustrating to share a painful story once, only to be asked to repeat it during the tour. But when a sales director greets a family already knowing Dad is recovering from a hip fracture and loves his vegetable garden, trust grows quickly.

Try pulling a few recent inquiries at random. Could someone who hasn’t spoken with that family pick up where the last conversation ended? If not, important context is being lost between the first call and the first visit.

5. You can't say where leads are going

Many communities know how many inquiries they got last month. Fewer can say how quickly each one was answered, how many became tours, or why the others didn’t move forward.

Without that information, it’s hard to know which marketing efforts are working or where your process needs improvement. Tracking things like speed to lead, inquiry-to-tour ratio, tour-to-move-in ratio, and reasons for lost leads turns guesswork into clear next steps.
